A huge part of my role is Personnel Management. I make it a priority to hold regular one-to-one feedback sessions where we don't just talk about the numbers, but also career goals and actionable coaching. It’s about keeping morale high and making sure everyone knows exactly how they contribute to our success. Beyond that, I’m always looking for ways to facilitate professional growth—whether that’s identifying high-performers for upskilling or stepping in to support someone who might be struggling with their KPIs.
On Operations & Workflow
On the Operational side, I’m responsible for strategic scheduling. I manage the team roster to make sure we have the right coverage during peak hours, which means I'm constantly balancing leave requests and shifting rotations to meet our SLAs. I also keep a very close eye on workload management; I want to make sure the work is distributed fairly so we hit our deadlines without burning the team out or letting quality slip.
On Quality & Performance
I also work hand-in-hand with the Quality Assurance team. We look at performance data together to spot any recurring error trends so that the feedback I give the staff is data-driven and matches what the client expects. If someone’s performance starts to dip, I take the lead on resolving those issues. I’ll run a root cause analysis to see if it’s a training gap or a process problem, and then I implement a corrective plan to get them back on track.
On Leadership & Strategy
Finally, I act as a bridge for Stakeholder Communication. I take complex operational data and translate it into clear updates for leadership, highlighting our wins and any potential risks. I’m also big on process optimization; I’m always looking at our workflows and QA feedback to see where we can build better SOPs or job aids to make the whole operation run more smoothly.
